Most of what you read about AI customer service is written for enterprises: contact centres, telecoms and banks with hundreds of support agents, ticket routing and multi-year contracts. That's not your world if you run an online store, a clinic or a service business with somewhere between five and fifty people. For you, AI customer service is much more down to earth: an AI chatbot on your website that answers the questions your team answers every day, and passes everything else to a person.

## What AI customer service is, and what it isn't

For a small business, AI customer service usually means an AI chatbot on your site. It reads your own content (web pages, price lists, terms, manuals) and answers visitors in plain language, around the clock. The technique behind it is usually RAG: the assistant finds the relevant passages in your material and writes its answer from them instead of guessing. It is **not**:

- **A replacement for your team.** It takes the repeat questions, so your team's time goes to the conversations that need a person.
- **A ChatGPT that answers everything.** A good AI chatbot only answers from your content and says so when it doesn't know.
- **An employee with authority.** It can explain your return policy, but it can't issue a refund, change an order or make an exception.

## Questions AI handles well

The rule of thumb is simple: if the answer is written down somewhere and is the same for everyone who asks, AI can take it.

These are the questions that fill your inbox and phone line, and your team has answered them hundreds of times. They're boring for you and important for the customer, and visitors ask them in the evening and at weekends too.

## What needs a human

Some requests don't belong with an AI. In particular:

- **Questions about one specific customer.** "Where is my order 10423?" needs access to your order system. An AI chatbot that answers from your content doesn't have that access.
- **Decisions and exceptions.** Discounts, refunds outside your policy, special arrangements.
- **Complaints and emotions.** An unhappy customer with a complaint should be met by a person.
- **Advice that carries liability.** Medical, legal or financial advice, unless that's your profession.
- **Quotes and complex sales.** When the price depends on a conversation, a salesperson should take it.

## The building blocks

AI customer service that works has four parts. Most tools have them in some form. Here's how they work in Asktopus.

### 1. Knowledge from your own content

The assistant is never better than the material it answers from. It gets its knowledge from four places:

- **Content gaps.** Read the conversations once a week. When the same question keeps getting a weak answer, write the answer on your site or in a knowledge article, then update knowledge.

- **Answer quality.** Pick a handful of conversations each week and grade them. Was the answer correct, and was it easy to understand?

1. **List your 20 most common questions.** Go through your inbox, think about the phone calls, and ask whoever handles customer requests. Check that each answer is actually on your site. If it isn't, write it.
2. **Set up the assistant.** Add your site, pick the relevant sections, upload your documents, and write knowledge articles for whatever is missing. Set up tone, handoff and blocked topics.
3. **Test internally.** Ask the 20 questions plus a few tricky ones, such as questions your content doesn't cover. If an answer is wrong or incomplete, fix the content, not the instructions.
4. **Go live.** Add the script tag to your site, and tell your team where handoffs land and who replies.
5. **Follow up for the first 30 days.** Read conversations and handoffs every week, and fill the gaps. If visitors keep asking your team about the same thing, add it to your content so the assistant can answer it next time.
